浅析我国b2c电子商务物流配送问题及对策研究——以京东为例

研究背景：

近年来，随着知识经济的发展和信息高速公路的建设，众多的b2c电子商务企业的崛起，物流配送的重要性逐渐被认识，越来越多的文献就关于b2c电子商务企业物流配送的研究做了不同观点的阐述与分析。人们对物流缺乏正确的理解和认识，观念陈旧、商业环境相对落后、物流基础设施布局不合理、物流企业经营管理体制落后，物流企业服务水平亟待提高和物流人才严重缺乏。更提出我国“物流瓶颈”形成的原因包括长期以来，由于受计划经济的影响，我国物流社会化程度低，设施利用率低，布局不合理，重复建设，资金浪费严重;网络无法解决物流问题;目前呈现出重商流、轻物流，重信息网、轻物流网的倾向比较严重;物流基础设施还不能适应物流发展的需要和管理体制和服务水平的落后，以及物流人才的匮乏。针对以上种种提出建立与完善法规政策，加强基础设施的投入、树立物流信用体系，提高科技含量的对策。长期以来“物流瓶颈”问题一直都是电子商务企业的主要问题之一，信息流、商流、资金流都能在高速发展的网络上完成，唯独是物流，它是商品的物理移动过程。

分析电子商务的物流瓶颈，更有的学者深入的着重于我国b2c电子商务模式企业的物流配送瓶颈问题进行分析。包立军、章扬、李旺彦在《我国b2c物流配送瓶颈问题及分析》一文中认为b2c模式下物流配送的最大特点就是用户分散且距离远近不同，面对庞大和分散的消费者，电子商务运营商要想抓住每一个客户，除了要提供物美价廉的商品外，更要能让消费者在尽可能短的时间内享受到商品或服务带给他们的乐趣和福利。概括b2c企业主要有邮政体系配送(特别是ems体系)的物流模式、网站自建配送的物流模式和借助第三方物流企业的模式以及网站与传统商业结合的模式。并指出了b2c电子商务的物流配送应积极发展第三方物流、加快发展物流行业联盟及信息交流、适当发展自建物流和充分利用邮政物流的配送方式的相应对策。文献主要观点是支持b2c企业发展第三利润源，将企业的物流配送外包。毕竟就现阶段我国b2c企业在b2c电子商务环境下的物流配送需面对的顾客数量极多,要做到具有快速及时、准确无误、安全优质高效、低成本是极为复杂的。我国b2c企业，大部分着重于在网站上的销售业绩，能有效的进行电子商务经营，为实现最大利润化目的在资金的问题上企业不得不考虑将物流配送外包，将物流配送系统的各大问题交由第三方物流来完成，从而专注于商品的销售。

无可厚非发展第三利润源对我国b2c电子商务企业来说是一条不错的物流配送经营模式，但是我国b2c电子商务企业要取得长期的发展，必须要有灵活高效的物流配送体系与之相匹配，提出b2c物流配送体系必须做到以下几点：物流管理柔性化、物流服务系列化、配送流程自动化和物流配送信息化。阐述b2c电子商务的物流体系水平不一，经营模式各不相同，概括为以下四种类型：企业自营配送模式、外包给第三方的物流配送模式、自营和外包相结合的配送模式以及共同配送模式。着重提出b2c企业应根据自身的战略目标、企业规模、行业特点选择合适的配送模式。比如企业自营配送模式适合与a企业，并不代表它就适应于b企业，或许b企业更多的适应于外包给第三方的物流配送模式。每个企业都有自身的经营特点，选择适合的配送模式尤为重要。

综上所述，目前国内对b2c企业物流配送探讨的文献大致分为三类：对现阶段电子商务物流配送问题的剖析优化物流体系、在“物流瓶颈”剖析的基础上支持发展第三方物流以及针对企业的自身经营选择相适应模式的研究。b2c企业要能长期发展就要把住消费者这一关，为零散客户提供快速便捷的服务是我国b2c企业物流配送的当务之急，必须从物流配送这一关做起，毕竟网上购物能与客户面对面的就只有配送这一关，能使消费者对企业的初步认知也在这一点上。增加便利性的服务是旗下b2c电子商务企业的当务之事。

与发达国家的电子商务是建立在高效的现代物流的基础上不同，我国的电子商务是在传统物流向现代物流发展的道路上。因此，本文尝试以从现实的约束为条件建立理论，从b2c配送模式选择、物流配送等基层作业实施以及物流配送的系统化三个方面着手提出增值性的物流服务，从而引出：“第四方物流”，并且结合国内各大b2c企业网站案例进行分析说明，以及国家政策对我国b2c电子商务企业发展的影响，以便能够更加清楚地理解我国电子商务企业在现行约束条件下的选择以及这个选择给电子商务物流配送现状带来的影响，为我国b2c电子商务的发展提供有效的经验参考。

研究目标：

随着信息和网络技术的飞速发展，我国b2c电子商务市场交易活跃，b2c电子商务企业随之而崛起，网上购物成为了百姓购物的新方式。随着新生购物方式的诞生，b2c电子商务企业的物流配送发展存在一定的障碍。

纵观全球，国外在物流以及物流配送研究方面起步相对较早，目前己取得了不小的成就，美国、日本和欧洲一些发达国家现已基本上构筑起了不同层次的物流配送体系。相比之下，我国物流体系目前尚处于发展初期，其规模还比较小、发展水平也比较低，导致了电子商务高效快捷的优势不能很好的体现出来。

在电子商务的几种模式当中，物流对b2c电子商务模式的影响和制约最大，这是因为在b2c模式下，由于分散客户所需商品较少，且所购商品一般为低价小件商品，这样物流费用所占比例相对较大，这导致b2c的配送相比b2b更难做。并且绝大部分b2c商家都没有与第三方物流建立完善长期的合作关系，缺乏规模优势，无法利用信息技术来提高物流效率，降低物流成本，本该比起c2c应成为优势的物流效率和物流成本没有体现出来，有时还因为企业自身的问题，变为了劣势。

面对如此的形式，我国b2c电子商务企业应如何提出对策，抓住机遇，寻找出路，逐渐走向成熟，稳定电子商务企业的地位,本课题以制约我国b2c电子商务企业物流配送因素进行浅析，并为b2c电子商务企业的物流管理运作提供有效的经验参考。

文献综述

我国电子商务迅猛发展，而物流发展相对滞后，远远不能满足电子商务发展的需要。本文针对我国电子商务发展中的物流问题进行分析并提出一些对策，以期我国电子商务能够健康快速发展。

说话也需要技巧的，尤其是淘宝客服说话技巧更加重要，打动买家下单的关键就是客服在交谈过程中能不能打动顾客，与客户沟通时，要把握言语的分寸，要知道什么话应该说，什么话不应该讲。如果不小心踩到了沟通的地雷，即使客户购买的意愿再强烈，也会拂袖而去，奔向其他卖家的怀抱。因此，在和顾客沟通的时候，必须注意一下几点。

首先，不要与客户争辩。销售中，我们经常会遇到一些对我们销售的产品挑三拣四的客户，此时我们难免想与他争辩。但是，我们的目的是为了达成交易，而不是赢得辩论会的胜利。与客户争辩解决不了任何问题，只会招致客户的反感。即使我们在线下很不生气，但是我们也不可以把情绪带到线上。线上的我们应该耐心倾听客户的意见，让客户感受到我们很重视他的看法并且我们在努力满足他的要求。

其次，不要用淡漠的语气和顾客沟通。在跟客户交谈的时候即使面对的是电脑我们也要保持微笑，因为客户是可以从我们的字里行间里感觉出来。微笑是一种自信的表示，也是建立良好氛围的基础，客户遇见微笑的我们，即使不需要我们的产品，也可能成为我们的朋友，下一次有需要就很容易想起我们的店铺，从而成为下一次交易的铺垫。

第三，不要直接质问客户 。与客户沟通时，要理解并尊重客户的观点，不

可采取质问的方式与客户谈话。比如：您为什么不买我们的产品?您为什么不信任我们?您凭什么认为我们的产品不是正品?诸如此类等等，用质问或者审讯的口气与客户谈话，是不懂礼貌的表现，是不尊重人的反映，是最伤害客户的感情和自尊心的。

最后，推销要有互动性，避免单方面推销 。什么样的销售才是最成功的?我认为实现双赢的销售才是最成功的。实现双赢，就是客户购买了我们的产品我们解决了他实际的问题，而我们也获得了利润。因此，我们销售时首先应该倾听客户的心声，了解他的需求，然后我们再向客户推荐相应的产品帮助他解决实际的问题。如果我们只是一味地向客户推销某个产品，忽略了客户的真正需求，即使再好的产品也难达成交易。

在和顾客聊天的过程中，如果做到了以上四点，那么我相信，店里的生意不会差到哪里。金牌客服不是一天炼成的，只有每天进步一点，不断的加强自己的说话技巧，才能一步一步成为一名优秀的客服。

通过这次实习我更加了解并熟悉了B2B及B2C的流程，收获很多.下面先阐述一下我对B2B的认识：

B2B电子商务是指企业与企业之间，通过Internet或专用网方式进行的商务活动。这里企业通常包括制造、流通(商业)和服务企业，因此B2B电子商务的形式又可以划分为两种类型，即特定企业间的电子商务和非特定企业间的电子商务。特定企业间的电子商务是指在过去一直有交易关系的或者在进行一定交易后要继续进行交易的企业，为了相同的经济利益，而利用信息网络来进行设计、开发市场及库存管理。

传统企业在供销链上，通过现代计算机网络手段来进行的商务活动即属此类。非特定企业间的电子商务是指在开放的网络中对每笔交易寻找伙伴，并与伙伴进行全部的交易行为。其的特点是：交易双方不以永久、持续交易为前提。

与传统商务活动相比，B2B电子商务具有下列5项竞争优势：

(1)使买卖双方信息交流低廉、快捷。信息交流是买卖双方实现交易的基础。传统商务活动的信息交流是通过电话、电报或传真等工具，这与Internet信息是以web超文本(包含图像;声音、文本信息)传输不可同日而语。

(2)降低企业间的交易成本。首先对于卖方而言，电子商务可以降低企业的促销成本。即通过Internet发布企业相关信息(如企业产品价目表，新产品介绍，经营信息等)和宣传企业形象，与按传统的电视、报纸广告相比，可以更省钱，更有效。因为在网上提供企业的照片、产品档案等多媒体信息有时胜过传统媒体的“千言万语”。据IDC调查，在Internet上做广告促销，可以提高销售数量10倍，而费用只是传统广告的1/10。

其次对于买方而言，电子商务可以降低采购成本。传统的原材料采购是一个程序繁锁的过程。而利用Internet，企业可以加强与主要供应商之间的协作，将原材料采购和产品制造过程两者有机地结合起来，形成一体化的信息传递和处理系统。据通用电气公司的报告称：它们利用电子商务采购系统，可以节约采购费用30%，其中人工成本降低20%，材料成本降低10%。另外，借助Internet，企业还可以在全球市场上寻求价格的供应商，而不是只局限于原有的几个商家。

(3)减少企业的库存。企业为应付变化莫测的市场需求，通常需保持一定的库存量。但企业高库存政策将增加资金占用成本，且不一定能保证产品或材料是适销货品;而企业低库存政策，可能使生产计划受阻，交货延期。因此寻求库存控制是企业管理的一个目标之一。以信息技术为基础的电子商务则可以改变企业决策中信息不确切和不及时问题。通过Internet可以将市场需求信息传递给企业决策生产，同时也把需求信息及时传递给供应商而适时得到补充供给，从而实现“零库存管理”。

(4)缩短企业生产周期。一个产品的生产是许多企业相互协作的结果，因此产品的设计开发和生产销最可能涉及许多关联企业，通过电子商务可以改变过去由于信息封闭而无谓等待的现象。

(5)24小时/天无间断运作，增加了商机。传统的交易受到时间和空间的限制，而基于Internet的电子商务则是一周7天、一天24小时无间断运作，网上的业务可以开展到传统营销人员和广告促销所达不到的市场范围。

按照学院和系部的安排，我们进行了为期一周的电子商务实习。实习中掌握了许多实质性的操作技能。这次实习我更加了解并熟悉了电子商务的流程,收获很多。下面先阐述一下我对此次实习的心得。

网上银行是指通过Internet网络或其它公用信息网，将客户的电脑终端连接至银行，实现将银行服务直接送到客户办公室或家中的服务系统。它拉近客户与银行的距离，使客户不再受限于银行的地理环境、服务时间，突破空间距离和物体媒介的限制，足不出户就可以享受到网上银行的服务。物流中心作为承担运输任务的第三方，也是电子商务中不可缺少的一环。

这次实习中，虽然每次都受到挫折，但是在每一次的挫折之后我都会总结一次，我发现每次进步一点点并不太难。有时我真想放弃了，又累又受气，上会网玩会游戏多好呀!但一想到翁老师的话，我就会给自己加油，就会对自己说：其实成功就离你不远了!这样，我就以积极的心态来面对，我不再惧怕他们，我知道困难像弹簧，我弱它就强。对于这一周的实习，我是抱着认真的态度对待的!我觉得实习最重要的是让你学到东西，重要的是过程，如果有机会的话，我希望下次还能进行这种类似的实习，反正只要能学到知识就是好的!

这一周的上机操作，我虽没把老师计划内的每一项内容都成功的实施完，但至少每一项我都熟悉了流程，知道具体每一步该怎么往下走，我想着就是不小的收获，呵呵!
